Customer support outsourcing for Australian organisations

Australia is a small enough market that service reputation travels quickly and a large enough one that support volume is real. Australian customers are direct, low on patience for evasive answers, and unusually willing to escalate to a regulator or an ombudsman scheme when they feel dismissed.

RHI builds dedicated customer service teams for Australian organisations from five full-time agents, delivered from our India operation on Australian hours.

Delivery is offshore. We do not have an Australian delivery centre and will not imply one - the only market where we can offer onshore or nearshore agents is the United Kingdom.

The time zone advantage, and the daylight saving trap

India sits a few hours behind eastern Australia, which is genuinely useful: a normal India working day covers the Australian afternoon and into the evening without anyone working nights. Extended Australian coverage is therefore cheaper to staff from India than from most other offshore locations.

The complication is that Australia does not have one clock. The mainland spans three standard zones, and daylight saving is observed in New South Wales, Victoria, South Australia, Tasmania and the ACT but not in Queensland, Western Australia or the Northern Territory. For part of the year the gap between Brisbane and Sydney is an hour, and South Australia sits on a half-hour offset year-round.

A roster built on "Australian Eastern Time" therefore drifts for a meaningful share of your customers twice a year. We plan against the zones your customer base actually sits in, and we handle both transitions explicitly. Coverage is built from shift units - eight hours is one, twelve is two, weekends need enhanced staffing.

Public holidays differ by state

There is no single Australian holiday calendar. Beyond the national dates, each state and territory has its own - and some are genuinely local, such as the Melbourne Cup public holiday in Victoria and the various regional show days.

A team rostered against one state's calendar will be visibly short-staffed on another's. We plan against the calendar matching your customer distribution, and Christmas through January is planned as its own period rather than as a series of holidays, because the Australian summer break changes contact patterns for weeks rather than days.

Consumer guarantees change how complaints are handled

Australian consumer law gives customers statutory guarantees that a business cannot reduce by policy, and the distinction between a major and a minor failure determines what remedy the customer is entitled to choose. That is a materially different framework from a returns policy.

What it means operationally is that the agent's authority boundary has to be drawn with the statutory position in mind, not only your commercial policy - an agent applying a policy that is less generous than the customer's statutory entitlement creates a complaint and a regulatory exposure. We agree the boundary with you, train it explicitly, and route genuinely ambiguous cases to you rather than letting an agent decide.

Accent and register

For Australian voice work we staff neutral international English and recruit for comprehension rather than accent imitation. The practical requirement is following Australian speech at natural speed, including broad accents and a high tolerance for abbreviation, and matching a register that is informal without being careless - Australian customers tend to read scripted formality as bureaucratic.

Vocabulary is trained: postcode rather than ZIP, BSB, Medicare, GST, and the state abbreviations read back correctly.

Channels and coverage

Phone carries the difficult conversations, particularly in telecommunications, utilities, insurance and financial services. Live chat handles pre-purchase and quick resolution, email and ticketing the detailed cases, and social media is where unresolved problems become public.

Because the Australian business day ends while India is still working, asynchronous channels suit the arrangement especially well: an email queue that fills through the Australian afternoon can be cleared before the next Australian morning. Pricing and contracting

Australian and New Zealand work is quoted together as a starting monthly rate per dedicated agent, in US dollars, with a five-agent minimum. We quote in USD rather than Australian dollars for this market at present, and we would rather say that plainly on the page than surprise you in a proposal.

Data protection and offshore delivery

Where we support your customers you are the controller and we are your processor. Australian privacy law places obligations on you when personal information is disclosed to an overseas recipient, and those need to be reflected in the services agreement rather than assumed - raise them at scoping so the arrangement is documented properly from the start.

Access is least-privilege and role-based, verification precedes disclosure, and recording and retention are configured to your requirements and to the recording consent rules of the states involved, which differ. The state distribution matters more here than in most markets, because it determines which clock and which holiday calendar the roster is built on.
