Care is a wider job than support
Support fixes what is broken. Care covers the whole relationship: the questions before someone buys, the reassurance while they wait, the apology when something goes wrong, and the follow-up that decides whether they come back.
The distinction is not semantic. A team measured only on resolving faults will resolve faults efficiently and lose customers anyway, because most of the moments that decide loyalty are not faults. They are a delivery date nobody confirmed, a charge nobody explained, or a promise nobody followed up.

What the team owns
Scope is agreed in writing, but a full care remit usually covers four groups of contact:
- Pre-purchase. Questions blocking a decision - availability, compatibility, sizing, delivery timescales, what a policy actually means in practice.
- In-life. Order and delivery status, account and billing changes, service questions, how-to guidance.
- When it goes wrong. Faults, complaints, disputed charges, missed deliveries, and the recovery conversation afterwards.
- Retention and follow-up. Understanding why someone is leaving before offering anything, closing loops where a promise was made, and checking that a fix actually held.
That fourth group is the one most operations under-resource, and it is where care differs most visibly from support.
The authority boundary is the whole design
An agent who cannot make a decision cannot deliver care. They can be pleasant, apologise well, and still hand the customer to someone else - which is the experience customers describe as being passed around.
So the most important thing we agree before launch is not the script. It is what the agent may decide alone: which goodwill gestures are theirs to offer, what refund threshold they can approve, when they can waive a fee, and what they must escalate. Set that boundary too tight and every meaningful contact escalates. Too loose and you have unmanaged commercial exposure.
We agree it per contact type, write it into training, and score it on the scorecard - both directions. An agent who escalated something they were empowered to resolve loses a point in the same way as one who overstepped.
Every channel, one team

You do not have to start with all of them. Most clients begin where the volume is and add the next channel to the same trained team.
Tone, and why we do not use scripts
Scripted care sounds like scripted care. Customers detect it immediately and it reads as indifference dressed up politely.
We train tone rather than wording: what register your customers expect, how much formality reads as evasive, when to apologise and when apologising sounds hollow, and how to say no without sounding obstructive. Templates exist for consistency on facts and are adapted rather than pasted. The scorecard measures whether the customer's actual question was answered, which is the criterion a template cannot satisfy on its own.
Complaints as information
A complaint is the least expensive customer research you will ever receive. Handled properly it recovers the relationship; recorded properly it tells you what to fix.
We capture complaints against your process first time, so the record does not have to be reconstructed later, and we categorise root causes rather than only outcomes. Languages, coverage and systems

Recruitment, training and quality
Care roles are hired for composure and listening more than for process knowledge, because process can be taught and patience under pressure largely cannot. Voice roles are assessed on live-style simulations; written support is assessed separately.
Training covers your product, systems, tone, policies and the authority boundary, ending in assessment before anyone takes a live contact. Interactions are then sampled and scored against a scorecard agreed with you, weighted so resolution outranks compliance with form. Reporting covers first contact resolution, repeat contact, satisfaction with free-text themes read rather than counted, and quality score. Figures published elsewhere on this site are historical or representative and campaign-dependent.
Security
Care contacts touch personal data constantly. Access is least-privilege and role-based, verification precedes disclosure and is scored pass-or-fail, and retention is configured per channel.
